Anything that costs the customer money, closes a complaint or involves a vulnerable customer stays with a person. Count contacts by cause before launch.

Nearly one in five consumers who have used AI for customer service saw no benefit from it, almost four times the rate for AI use in general, according to a 2025 survey of more than 20,000 consumers in 14 countries by Qualtrics XM Institute. Most deployments put a chatbot in front of the queue and leave the reasons for the queue untouched. AI agents for customer service do better work further back, where contacts start and advisers spend their day hunting for answers.

A large share of the contacts any service team handles start elsewhere: a delivery text sent before the order was picked, a refund batch nobody explained, assembly instructions missing a step. The know-how for handling them usually sits with a few long-serving advisers. Agents help here as in every department, but in service the payoff depends on seeing those causes first.

What Customer Service Work Looks Like

The visible part of the job is replying to customers. Most of the time goes on the repeat work around each reply.

Answering contacts. Phone, email, chat and messaging, often the same customer on two channels.

Finding the answer. Checking order, courier, billing and product systems the service team does not own.

Chasing other teams. Asking logistics, finance or product for an update, then waiting.

Writing up the case. Notes, tags and handovers, so the next adviser does not start from nothing.

Putting things right. Refunds, replacements and goodwill, usually within limits another team set.

Complaints and vulnerable customers. Slower, more careful work, with a record that may be read months later.

Why Customer Service Work Is Hard to See

Figures from the Energy Ombudsman show where escalated problems start. Of the 46,532 cases it accepted between January and June 2026, 27,006, or 58 per cent, were about billing, while 3,500 were classed as customer service. That is one sector, and only cases that reached an ombudsman, but the pattern is familiar: what customers escalate is usually another team’s work arriving at the service desk. It is why AI agents for customer service need to see more than the queue.

The queue records symptoms, not causes. Tickets are tagged “where is my order?” rather than “slot text sent before picking”, so reports show what customers asked, not why.

Advisers fix it in the reply. Each failure is smoothed over one customer at a time. The customer is helped, but the team that caused the contact rarely hears about it.

The workarounds live in a few heads. In a survey for Verint of 1,000 contact centre agents at larger organisations, published in April 2026, agents spent an average of three minutes searching for answers on 45 per cent of calls. The longest-serving advisers know where to look and what usually works, knowledge nobody wrote down that goes when they leave.

Speed measures reward closing, not preventing. Response and handling times can improve every month while the same contacts keep arriving, because neither points at the cause.

Where AI Agents for Customer Service Fit

The front door gets most of the attention, but the larger gains sit inside the team, much as they do for coordinating operations.

Getting the Answer From the Team That Holds It

Much of an adviser’s day goes on asking another system or team for a fact: where the parcel is, when the refund will land, whether a part is in stock. An agent with read access to the courier portal, order system and refund schedule can fetch it in seconds, for the adviser or straight into a routine reply. The internal chaser email disappears. The same pattern helps finance teams, who answer many of the questions service passes on.

Writing Up Every Case So Nobody Asks Twice

When a customer gets in touch again, the next adviser needs the history: what happened, what was checked and what was promised. Writing that up is slow and often skipped at busy times. AI agents for customer service can draft the summary as the conversation ends, so a second contact starts where the first left off and a complaint handler inherits a clean record.

Sending the Pattern Back Upstream

The most valuable work is the least common. An agent can tag every contact by cause, not just topic, and send a weekly digest to the team that owns each cause: logistics sees the slot texts, finance the refund questions, product the instructions. That turns the queue into evidence for fixing the whole journey. Where a cause is stable and the response never changes, a fixed rule may suit better than an agent.

What Should Stay With a Person

For firms serving retail customers in financial services, the Financial Conduct Authority’s Consumer Duty sets a clear standard: since 31 July 2023 for products on sale, and 31 July 2024 for closed products, customers must not face unreasonable barriers to support. Its review found that 13 per cent of the firms it surveyed did no quality assurance on their support channels, and pointed to one firm that sends bereavement queries from its chatbot straight to a person. Outside financial services the Duty does not apply, but it marks where AI agents for customer service should stop.

Kind of contact

Where the cause usually sits

Can a wrong reply be put right?

When a person takes over

What the agent handles

Order and delivery status

Warehouse or courier

Yes, quickly

A second missed delivery

Live status from the source

Billing and payment questions

Finance

Usually

Any dispute over an amount

The facts and the timeline

Refunds and goodwill

Policy limits set elsewhere

Not easily once paid

Anything outside the limit

Evidence and a drafted offer

How-to and fault questions

Product or supplier

Yes

Any safety concern

Answers from the current guide

Complaints

Often several teams

Rarely

Always, for the outcome

The case history

Bereavement and vulnerability

Life events, not errors

No

From the first message

Routing with context

The working rule: the agent gathers and drafts; a person decides anything that costs the customer money, closes a complaint or touches a vulnerable customer. If an agent would make a significant decision about someone with no person involved, such as turning down a claim, the UK rules on automated decisions may apply. Give each agent only the access it needs, and no power to issue refunds alone.

One Service Team, Five Contacts That Kept Coming Back

An online furniture and homeware retailer with around 400 staff and a customer service team of 14 began its work on AI agents for customer service by talking to its longest-serving advisers and the teams whose work reached them. The damaged-item claims were the real risk, because only one adviser knew which parts the supplier would send. The complaints kept a person throughout, with the agent gathering rather than deciding.

Making AI Agents for Customer Service Pay Off

Count contacts by cause before launch. A week or two of tagging by cause, before choosing a platform, gives the starting count that every later saving is measured against.

Ask the longest-serving advisers first. They know which contacts repeat, which workarounds hold and which answers customers push back on. An AI agent interviews everyone in customer service, plus the people in logistics, finance and product whose work ends up there, by voice or text and in confidence, so causes and workarounds come out in their own words. The agents built from those interviews are served centrally and belong to the organisation, not one adviser’s saved replies. Hours saved are tracked for each agent against the team’s starting point, so the effect can be shown rather than assumed.

If all you need is a bot answering help-centre questions, your help desk’s built-in tool may be enough. GrowthNation is for finding where your service work comes from.

Find Out Why Your Customers Get in Touch Twice

Start with one service team and one question: which contacts should never have happened? AI agents for customer service pay off when they work on the causes, which sit upstream in other teams’ work and in what a few experienced advisers know.

Book a walkthrough and GrowthNation will interview your service team, plus the teams whose work lands in its queue, then hand you three things:

The causes, each with an owner. Every repeat contact traced to the team that can fix it.

The hours each cause costs. Ranked by adviser time, so the first agent saves most.

A working agent. It gathers and drafts for an adviser to approve, and it stays with your organisation.

Hours saved are then measured against how your team works today, so you can show the result rather than argue it.

Book a walkthrough: one team, one scorecard, one working agent. They look up orders, check refund schedules, draft replies and summarise cases, and pass anything sensitive to a person. They work best on the work behind the queue and the causes of repeat contacts.

How are AI agents different from customer service chatbots?

A chatbot answers from a script or a help centre. An agent can act across systems, such as checking a courier portal or drafting a case note, and work out the next step. A person should still approve anything that costs the customer money.

Which customer service tasks can AI agents handle?

AI agents in customer service handle routine work: delivery status, refund timing, how-to questions answered from a current guide, and case summaries. They can also tag contacts by cause and report patterns to other teams. Refund decisions, complaint outcomes and vulnerable customers stay with a person.

Should customers always be able to reach a person?

Yes. Reaching a person should never take unreasonable effort, and in UK financial services the Consumer Duty expects firms to avoid unreasonable barriers to support. Bereavement, vulnerability, complaints and disputes over money call for an early handover, with the case history passed across.

How do you measure whether a customer service agent is working?

Measure AI agents for customer service against a starting point taken before launch: contacts by cause, repeat contacts and adviser hours by kind of work. A working agent shows up as hours saved and, over time, fewer repeat contacts. Response times alone can improve while the same problems keep arriving.

Will AI agents replace customer service advisers?

AI agents take over tasks, not whole jobs. How the saved hours are used is the organisation’s decision.

Quick Answer: AI agents for customer service earn their keep in two places: the work behind the queue, such as finding answers held by other teams and writing up each case, and tracing each repeat contact back to the team whose work caused it.
